ISO/IEC 20000-1 IT service management consulting

ISO/IEC 20000-1 consulting helps teams providing IT services to internal or external customers manage service requirements, delivery, changes and improvements consistently. Vosurein starts with the scope, existing processes and evidence, then helps assign responsibilities, implement the system and review it internally.

For Your Business

Who this service is for and when to start

Teams providing internal or external IT services can consider implementation when service types increase, cross-vendor handoffs are frequent, or customers require consistent service quality. Organizations with existing service desks that cannot explain service outcomes can also first organize processes and commitments.

At the start, it is necessary to confirm service customers, scope, and value, not just to inventory IT equipment or work orders.

The Challenge

Common challenges faced by businesses

Closing tickets quickly does not prevent recurring user problems if incident resolution is disconnected from problem analysis. Releasing changes without informing the service desk can also leave frontline staff unable to support users.

Service levels that state only response times can lead to different expectations about delivery. Specify service hours, measurement methods and external supplier responsibilities as well.

Our Approach

Methods and applicable requirements

ISO/IEC 20000-1:2018 with Amd 1:2024 sets service management system requirements covering planning, design, transition, delivery and improvement. It addresses organisational service capability without prescribing a particular service desk product.

Service catalogue and service levels

Consulting clarifies which services are provided, to whom and how they are measured, linking customer needs to SLAs. Commitments must reflect internal and supplier capabilities, with clear exceptions.

Incidents, problems and changes

Connect responsibilities for service requests, incident resolution, problem investigation, changes and releases. Classify cases appropriately rather than using the same ticket closure process for every task.

Supplier and service performance

Check capacity, availability, continuity, and vendor interface to ensure the report reflects the overall service. When outsourcing partial services, clear integration and management responsibilities must still be maintained.

Process

Consulting scope and process

  1. Confirm the scope of service

Review customers, services, commitments and key suppliers to identify management gaps.

  2. Connecting service processes

Connect service levels with incident and change processes, defining responsibilities and the records needed.

  3. Pilot service cases

Use actual tickets and changes to check how procedures work and improve handovers between teams.

  4. Review service outcomes

Review performance and improvements, assist with internal audits and management reviews.

Preparation

What documents do companies need to prepare?

  • Service and customers: Service catalog, user and customer requirements.
  • Service levels and suppliers: SLA, contracts, responsibilities, and service reports.
  • Tickets and changes: Incidents, requests, problems and release records.
  • Resources and continuity: Capacity, availability, redundancy, and improvement data.

For an initial discussion, provide a summary or de-identified sample. Share full records under the agreed scope, access permissions and confidentiality arrangements. Check whether existing records are still valid before filling gaps; there is no assumption that every document must be rewritten.

Project Planning

Estimating time and cost

Estimate the work from the number of services, supplier handovers, ticket quality and process maturity. Service desk procurement, data migration and integrations are scoped separately. Allow time to check procedures in actual operation.

Each project specifies the number of on-site interviews, document revisions, training sessions, internal-audit support activities and improvement reviews, together with responsibilities. Third-party certification, specialist testing, engineering and legal services are not included in consulting fees by default. Confirm transition schedules for existing certificates with the certification body.

FAQ

Frequently asked questions

Will the implementation include service desk tools?

Policies and processes can be inventoried first, while service desk procurement, migration, and integration are arranged separately; using tools does not mean service management requirements have been met.

Can internal IT departments also implement it?

Yes. Internal user units can be treated as service recipients, with clear service definitions and commitments, not limited to external commercial service providers.

What is the difference between incident and problem management?

In practice, incident handling focuses on restoring service, while problem management traces the cause of incidents and subsequent handling. The two need to be connected; it is not enough to only pursue a reduction in work orders.

Is writing only response time in the SLA sufficient?

Usually, the SLA also needs to define the service scope, measurement conditions, responsibilities and exceptions. Other metrics depend on customer needs and the nature of the service.

If all services are outsourced, do we not need to manage them?

It is still necessary to clearly manage the service scope, commitments, and vendor interfaces. An outsourcing contract cannot replace overall service management responsibility.

Does completing consulting guarantee a certificate?

No certificate is issued automatically. Vosurein helps establish and pilot the system and review evidence. An independent third party assesses and issues certificates under its applicable scheme. Before applying, check the certification scope, accreditation status and customer acceptance. We do not guarantee certification or fabricate records.
